INTRODUCTION (Preview)
1.1 Background to the Study
The digital revolution has revolutionized the way organizations operate today, changing the way value is added, information is handled and how stakeholders are involved. As the intelligent technologies like AI, cloud computing, big data analytics, and machine learning came into the scene, the organisations have started to increase the efficiency of the processes with better decision making, automation, and strategic use of resources. Digital transformation, Saura et al. (2021) had suggested that it had revolutionised the capability of organizations, enabling them to make decisions based on data and enhancing the adaptability of their business in the changing market conditions. Chatterjee et al. (2022) also claimed that the use of intelligent digital technologies had increased the agility of the organizations and sustainable competitive advantage by improving the effectiveness of the operations. In addition, Fiiwe et al., (2023) reported that technological innovation has become a strategic necessity for organizations to optimize service delivery and enhance stakeholder involvement. This institutionalization of digital technologies has thus also given rise to the importance of customer-oriented management approaches, which shift the focus of organisations to developing sustainable and mutually beneficial partnerships with customers.
Customers are being recognized as vital resources of any organization, and as a result, the use of Customer Relationship Management (CRM) as a strategic approach to promote customer loyalty in order to improve corporate performance has increased. CRM is the management of an organisation's processes, people and technology to gain and sustain profitable customer relationships by delivering superior value to both the customer and the organisation. Ledro et al. (2022) said that CRM had not only become a technological tool that is based on operations but has also become an organizational philosophy that focuses on customer value creation and relationship sustainability. Ononokpono et al., (2023) also described how CRM has been helping organizations to capture, analyse and use customer data to enhance customer service and make informed managerial decisions. Similarly, Idian et al. (2023) argued that the successful use of CRM practices has helped in enhancing customer interaction, refining communication, and boosting responsiveness of the organization to the changing customer expectations. As businesses evolved with technological advancements, AI became a game-changer in driving the capabilities and strategic value of CRM systems.
Artificial Intelligence (AI) is the ability of computer systems to mimic human brain functions like learning, reasoning, problem-solving, understanding language, and making predictions using complex algorithms. AI's impact on CRM has truly transformed an organization's ability to comprehend customer behavior, tailor interactions, automate customer service and make predictive insights for strategic decision-making. AI had transformed the field of CRM, allowing businesses to predict customer behavior, automate repetitive tasks in customer service, and gain insights from vast customer information warehouses, as per Pandey et al. (2025). AI-driven CRM apps have also been found to improve customer interaction, with predictive analytics, intelligent recommendation systems, and virtual customer assistance being the key components to this improvement, as noted by Munira et al. (2025). Likewise, Shalihati et al. (2025) said that the use of AI had boosted the consistency of services, customer personalization, and organizational responsiveness, and enhanced the relationship between organizations and customers. Olalekan (2025) continued that AI had proven to be an invaluable strategic asset for businesses aiming to improve their customer experience by using intelligent automation and data-driven customer relationship management practices.
The Nigerian telecommunications industry has seen significant growth in the last two decades, as a result of the rise in digitalization, technological innovations, and demand for quality communication services. In this competitive landscape, the strategic role of CRM has become more critical than ever, as telecommunications companies constantly strive to find new ways to ensure customer satisfaction, retention, and long-term loyalty. MTN Nigeria has a commanding influence in this sector, owing to the fact that it is the biggest network provider in Nigeria, with a larger subscriber base and an aggressive investment in the innovation of digital services. This study revealed that Digital Technologies were increasingly being adopted by Service Organizations in Nigeria, to enhance Customer engagement and Organizational performance, as cited in Idian et al. (2023). Fiiwe et al. (2023) also reported that technology innovations have become a key factor of competitiveness in the service industry of Nigeria. The integration of AI into CRM can be seen as the new strategic shift of telecom companies towards intelligent customer interactions and data-driven decisions. Therefore, analysing the role of artificial intelligence in Customer Relationship Management based on evidence collected from MTN Nigeria offers a suitable background for understanding the application of intelligent technologies in Nigeria's telecommunication industry to develop and enhance their relationship with customers.
1.2 Statement of the Problem
Customer Relationship Management (CRM) is a vital strategic function in modern companies as it helps them build, develop and improve customer relationships over the long-term. AI has also enhanced the capability of CRM systems, furthering the reach of organizations to enhance their customer engagement, provide customized service delivery, and make informed managerial decisions. Ledro et al. (2022) said that CRM had become a complete strategy of how to handle customers, where the whole organization is geared towards the competitiveness of the business. Likewise, Pandey et al. (2025) stated that Artificial Intelligence had boosted the capabilities of CRM through intelligent automation, predictive analysis, and improved customer interactions. Thus, businesses are now looking at AI-powered CRM as a critical tool to enhance customer experiences and ensure business growth. It's clear that AI is becoming more and more relevant in CRM and important to understand how organisations are leveraging intelligent technology to improve CRM practices, especially in highly competitive service-oriented sectors like telecom.
As more companies have embraced artificial intelligence in their customer relationship management processes, there have been disparities in the level of success they've achieved with CRM and artificial intelligence. The best possible scenario for CRM and AI is that it should enable you to reach customers at the right time, provide them with the right service, gather correct insights into customers and enhance the quality of the relationship. But with how things are going, it's clear that organizations have a different range of results when it comes to how well they're infusing AI into CRM workflows, leading to different levels of customer engagement and organizational performance. Saura et al. (2021) stated that successful implementation of AI in CRM was determined by the effective use of intelligent technologies to boost value creation in customers. Similarly, Idian et al. (2023) noted that there was a spectrum in organizations' abilities to use digital technologies to enhance their relationship with customers. This gap has led to an empirical study of the role of AI in enhancing CRM effectiveness in organizations.
In the Nigerian telecom sector, the integration of AI in customer relationship management (CRM) has gained considerable relevance in the quest to enhance customer experiences and fortify telecom companies' competitive edge. While some studies have researched the two fields of artificial intelligence and customer relationship management separately, there is a lack of empirical studies to understand the role AI plays in improving CRM in the operations of MTN Nigeria. This information deficiency limits the understanding of the full impact of AI-powered CRM practices on customers' relationships in the Nigeria telecom industry. Technology innovation has emerged as one of the significant factors affecting the competitiveness of organization as stated by Fiiwe et al. (2023). Pandey et al. (2025) further asserted that AI has revolutionized the field of customer relationship management (CRM) in various industries. Hence, in this study, an attempt has been made to fill this gap in the knowledge by investigating the application of artificial intelligence in customer relationship management on evidence from MTN Nigeria with a view of having empirical evidences that would support managerial practices and future studies.
