ABSTRACT

This study titled “Technology Innovation and Customer Experiences in Insurance Firms in Rivers State” examined the impact of technological effectiveness, efficiency, usability, and convenience on customer experiences in selected insurance firms within Rivers State, Nigeria. The main objective was to evaluate how different dimensions of technological innovation influence customer satisfaction, interaction, and overall service perception. Specifically, the study aimed to assess the impact of technological effectiveness, efficiency, usability, and convenience on customer experiences. A quantitative survey research design was employed, and the population comprised approximately 100,000 registered insurance customers in Port Harcourt, Rivers State. A sample size of 398 was determined using the Taro Yamane formula, and 380 valid responses were obtained and used for analysis. Respondents were selected using a simple random sampling technique to ensure equal representation. Data were collected using a structured questionnaire built on a four-point Likert scale, covering key variables aligned with the study’s objectives. The instrument’s validity was established through expert review, and its reliability was confirmed with a Cronbach’s Alpha coefficient above 0.70. Data were analyzed using Pearson Product Moment Correlation. The results revealed a significant positive relationship between technological effectiveness and customer experience (r = 0.54, p = 0.000), technological efficiency and customer experience (r = 0.52, p = 0.000), technological usability and customer experience (r = 0.50, p = 0.000), and technological convenience and customer experience (r = 0.47, p = 0.000). Based on these findings, the study recommends that insurance firms should invest in robust digital infrastructures to enhance system reliability, streamline operations through automation for efficiency, design user-friendly platforms to improve usability, and ensure 24/7 digital accessibility to increase convenience for customers. These efforts are crucial for fostering improved customer satisfaction and maintaining competitiveness in the evolving insurance industry.

CHAPTER ONE

INTRODUCTION (Preview)

1.1 Background of the Study

Technological innovation has revolutionized industries globally, ranging from new channels of customer engagement and operational efficiency to service delivery. Over the last few years, the insurance sector, specifically, has grown exponentially via digital, artificial intelligence, and automation. These technologies have reoriented customer behavior and expectation, leading to a shift from conventional transactional approaches to more engaging and user-friendly experiences. As Lanfranchi and Grassi (2021) note, technological innovation plays a great role in business performance in contemporary organizations by facilitating real-time interactions, customized services, and faster response times. Likewise, Ahmad et al. (2024) note that the embracement of sophisticated technologies in service industries intensifies customers' satisfaction and loyalty by streamlining service delivery processes.

Technology effectiveness, or the capacity of digital systems and tools to fulfill customer needs and enhance service interactions, is one of the determinants of customer experiences. Within the insurance sector, effectiveness is typically measured by the extent to which digital systems automate claims handling, policy administration, and interaction with customers. Liu et al. (2023) contend that efficacious technological architectures bring about greater consistency of services and customer trust, especially where reliability is more critical. Moreover, Motum and Kinyua (2022) contend that the success of customer relationship initiatives in contemporary businesses hinges on the responsiveness and efficacy of technological infrastructures. As such interdependence increases, technology effectiveness is no longer merely a technical measure—it is also a growing customer perception and reputational measure.

Hand in hand with effectiveness is technological efficiency, or the speed and precision with which computer systems accomplish work and provide value. Efficient technology reduces delays, eliminates defects, and optimizes customer interaction. Efficiency is a competitive advantage in insurance services, where timeliness of response to customers is critical. Lanfranchi and Grassi (2021) speculate that technology performing best under varying user circumstances optimizes the overall service experience by facilitating real-time resolution of inquiries and the processing of claims. In support of this argument, Ahmad et al. (2024) observe that insurance companies using efficient digital technology have greater ability to fulfill changing customer requirements and thus achieve competitive success in highly competitive markets.

The second critical dimension is technological usability, which deals with ease of use and accessibility of technological platforms by the customer. Technological usability affects customer satisfaction in the sense that it determines the ease with which clients can access services like policy renewal, premium payment, or customer care. Liu et al. (2023) propose that systems with user-friendly interfaces and easy-to-use functions greatly enhance customer interaction levels. Motum and Kinyua (2022) argue that usability of a system directly affects the frequency and effectiveness with which customers interact with the digital products of an entity, defining their overall experience and the company's reputation. As such, usability is not merely a design problem but a key driver of increased digital inclusion and customer retention in technology-enabled service contexts.

Technological convenience augments these factors by describing the extent to which insurance technologies enable services to integrate into customer lifestyles. It is the extent to which insurance technologies enable customers to carry out transactions from distant locations, at convenient times, and through devices of their choice. Technological convenience redefines customers' experience with insurance firms, making services more responsive and flexible, argue Lanfranchi and Grassi (2021). Ahmad et al. (2024) agree by noting that convenience enhances customer engagement, particularly for technology-savvy clients that enjoy frictionless, on-demand service experiences. In this regard, technology convenience comes out as an excellent driver of successful and sustainable customer relationships.

In the context of insurance companies in Rivers State, Nigeria, the significance of these elements effectiveness, efficiency, usability, and convenience looms. Amidst waves of digital revolution in the Nigerian financial sector, insurance companies in Rivers State are increasingly leveraging technology to transform customer experiences and drive competitive edge. Liu et al. (2023) state that investing local companies in technology strategically have a greater likelihood of meeting customer demands dictated by global digital trends. In addition, Motum and Kinyua (2022) argue that attitudes of consumers in the locality are evolving due to digital integration, and thus it is of significance that insurance operators in Rivers State learn and implement technological innovations on a broad scale of approach in order to enhance service delivery and customer satisfaction. This setting emphasizes the strategic value of knowing how technology influences customer experiences in the context of the local insurance market.

1.2 Problem Statement

Customer expectation in today's insurance environment has developed at a fast pace with the widespread diffusion of technological innovations. As the world's insurance companies are utilizing innovative digital platforms to streamline operations and improve customer satisfaction, the majority of firms in Rivers State continue to contend with sub-optimal and irregular application of technology in engaging customers. Consistent with Ahmad et al. (2024), purposeful and effective use of technology counts towards enhancing claims handling, customer feedback systems, and service delivery. A concern, however, would be that most of our insurance companies in Rivers State fail to utilize technology to its full potential in creating seamless, responsive, and satisfactory customer experiences. The current reality creates a disparity between customer expectation inspired by global digital trends and locally available technological capacity, contributing to dissatisfaction and low customer retention. Effectively, customers should be able to access insurance services at convenience, be provided with immediate assistance, and engage with user-friendly platforms that address their unique demands (Liu et al., 2023). Reality, however, shows evidence of an existing disparity between what technology is capable of doing and how it is being applied in these companies.

There has been extensive literature on the advantage of technology in service provision, yet there is limited empirical research on the effect of some aspects of technology, such as efficacy, effectiveness, usability, and convenience, on customer experiences in Nigeria's insurance industry, especially in Rivers State. Motum and Kinyua (2022) call for local context research to unearth distinctive operational and technical forces in local markets. Whereas some research refers to general trends in digital transformation, little is researched on how localized technology adoption solves customer problems in emerging markets. Such limited localized measurable knowledge is an acute knowledge deficit. The current study seeks to fill that void by assessing the effect of technology innovation on customer experiences in Rivers State insurance companies. By doing so, it seeks to offer empirical evidence that will inform strategic technology investment and customer engagement strategies in the regional context.

1.3 Objective of the Study

Primarily, this study will examine Technology innovation and customer experiences in insurance firms in Rivers state. The specific objectives will be as follows:

i.To examine the impact of technological effectiveness on customer experiences in insurance firms in Rivers State.

ii.To evaluate the impact of technological efficiency on customer experiences in insurance firms in Rivers State.

iii.To examine the impact of technological usability on customer experiences in insurance firms in Rivers State.
